Call center quality management is the process of defining, measuring, and improving the standard of customer interactions across a contact center.
It covers everything from how agents greet customers to how complaints are resolved, and it gives managers a structured way to spot problems before they affect the customer experience.
Without it, performance tends to vary wildly from one agent to the next, and the only feedback customers ever give is when they leave.
These two terms get used interchangeably, but they're not the same thing.
Quality monitoring is one component of a broader quality management program. It refers to the act of reviewing calls, chats, or emails to see how agents are performing.
Quality management is the wider discipline that includes monitoring, but also covers scorecard design, calibration sessions, coaching workflows, reporting, and the ongoing process of using all that information to actually improve performance.
Think of monitoring as the data collection part, while management is what you do with the data you gather.
A contact center that monitors calls but has no structured process for acting on what it finds isn't doing quality management. It's doing compliance theater. The recordings get reviewed, maybe a score gets logged somewhere, and then nothing changes.
Quality management in call centers typically involves several interconnected elements. Here's how they fit together.
Scorecards and evaluation criteria. Every QA program needs a clear definition of what a good interaction looks like. Scorecards capture this by breaking performance down into measurable criteria: things like greeting, active listening, accuracy of information, resolution rate, and compliance with scripts or regulations. The criteria should reflect what actually matters to your customers and your business, not just what's easy to measure.
Calibration. This is the process where evaluators review the same interaction independently and then compare scores. It sounds like a minor detail, but calibration is what keeps your QA data trustworthy. If two evaluators score the same call 20 points apart, your scorecard isn't measuring anything useful yet.
Coaching and feedback. Quality data only drives improvement when agents receive specific, timely feedback on what they observed and what they can do differently. Coaching that's vague ("try to sound more empathetic") doesn't move the needle. Coaching that's tied to a specific moment in a specific interaction does.
Reporting and trend analysis. Individual interaction scores matter less than patterns over time. Is resolution rate trending down on a particular product type? Are compliance scores lower on a specific shift? Good QM surfaces these patterns so managers can respond to them systematically rather than reactively.
Customer expectations have risen sharply. According to a 2025 Forrester report, customer experience quality in the US has declined for four consecutive years, with 25% of brands seeing statistically significant drops in CX scores in 2025 compared to only 7% that improved.

Remote and hybrid teams have complicated things further. When agents aren't in the same building, the informal feedback loops that used to exist (like a manager overhearing a tough call and stepping in, or a senior agent mentoring someone at the next desk) disappear.
Quality management has to be more deliberate and more structured to compensate for this.
At the same time, interaction volumes have gone up and channels have multiplied. It's not just phone calls anymore. Agents handle chats, emails, social messages, and callbacks, often switching between them throughout a shift.
A QM program that only covers voice is leaving most of the customer journey unreviewed.
Even well-intentioned QA programs run into the same problems repeatedly.
Reviewing too small a sample. If a contact center has 50 agents each handling 80 interactions a day, reviewing five calls a week per agent gives you a very narrow picture of what's actually happening. The sample size has to be large enough to be statistically meaningful, or the conclusions you draw from it won't hold up.
Focusing on compliance at the expense of customer experience. Compliance criteria (did the agent say the required disclosure, did they follow the script, etc.) are important, but they're not sufficient. An agent can be fully compliant and still deliver a frustrating experience. Programs that overweight compliance tend to produce agents who are technically correct but practically ineffective.
Skipping calibration. When evaluators aren't aligned, QA scores reflect the evaluator's judgment more than the agent's performance. That creates resentment and distrust of the whole program.
Using QA data for performance reviews but not for coaching. Quality management should primarily be a development tool, not a disciplinary one. When agents experience QA as something that happens to them rather than something that helps them, they disengage from the process entirely.
Manual QA review is time-consuming and inherently limited in scale. Even a dedicated team of evaluators can only review a fraction of total interactions. That's why most contact centers now use call center quality assurance software to manage the process.

Tracks scores over time and surfaces trends
Creates a direct link between QA findings and coaching workflows
